Qu\u2019il soit question du d\u00e9ploiement d\u2019un centre de contact dans son int\u00e9gralit\u00e9 ou d\u2019un composant technologique sp\u00e9cifique, l\u2019\u00e9laboration d\u2019une \u00e9tude de cas est \u00e0 la fois n\u00e9cessaire et stimulante.<\/p>\n<p>Connaissant la difficult\u00e9 \u00e0 justifier une \u00e9tude de cas, je suis admiratif de l\u2019approche utilis\u00e9e par Forrester Research via son mod\u00e8le Total Economic Impact (TEI). Le mod\u00e8le TEI repose sur une exp\u00e9rience \u00e9tendue concernant de nombreuses infrastructures technologiques et constitue une approche de pointe pour d\u00e9terminer la capacit\u00e9 de la technologie \u00e0 impacter des r\u00e9sultats \u00e9conomiques cl\u00e9s. Un autre aspect int\u00e9ressant des \u00e9tudes TEI est qu\u2019elles reposent sur des faits, des donn\u00e9es et des analyses aupr\u00e8s de clients r\u00e9els, et non sur des revendications marketing exag\u00e9r\u00e9es.<\/p>\n<h2><span><br \/>\n  <strong>\u00c9tude Total Economic Impact (TEI)<\/strong><br \/>\n<\/span><\/h2>\n<p>Cisco a r\u00e9cemment \u00e9tabli un partenariat avec Forrester afin de r\u00e9aliser une <a href=\"https:\/\/engage2demand.cisco.com\/LP=23054?ccid=cc001193&#038;oid=wprco022929\">\u00e9tude TEI sur un d\u00e9ploiement Webex Contact Center<\/a> pour un grand fournisseur de services d\u2019\u00e9nergie de nouvelle g\u00e9n\u00e9ration. <a href=\"https:\/\/www.cisco.com\/c\/en\/us\/products\/contact-center\/webex-contact-center\/index.html\">Webex Contact Center<\/a>, notre solution de centre de contact omnicanale cloud native, est disponible dans le monde entier. Notre client qui a fait l\u2019objet de cette \u00e9tude est une entreprise de pointe qui op\u00e8re dans le secteur des \u00e9nergies de nouvelle g\u00e9n\u00e9ration et compte 500\u00a0agents sur le terrain et sur ses sites de production. Pour cette \u00e9tude, nous avons eu la chance de profiter de la vaste exp\u00e9rience de Bob Cormier, un expert de Forrester qui a d\u00e9j\u00e0 particip\u00e9 \u00e0 plus de 200\u00a0\u00e9tudes TEI.<\/p>\n<h2><span><br \/>\n  <strong>Des conclusions limpides<\/strong><br \/>\n<\/span><\/h2>\n<p><a href=\"https:\/\/www.cisco.com\/c\/dam\/en\/us\/products\/collateral\/contact-center\/forrester-tei-study-infographic.pdf?ccid=cc001193&#038;oid=wprco022929\"><br \/>\n  <img loading=\"lazy\" decoding=\"async\" class=\"alignright wp-image-343265 size-full\" src=\"https:\/\/storage.googleapis.com\/blogs-images\/ciscoblogs\/1\/2020\/10\/Total-Economic-Impact-Report.png\" sizes=\"auto, (max-width: 426px) 100vw, 426px\" srcset=\"https:\/\/storage.googleapis.com\/blogs-images\/ciscoblogs\/1\/2020\/10\/Total-Economic-Impact-Report-232x300.png 232w, https:\/\/storage.googleapis.com\/blogs-images\/ciscoblogs\/1\/2020\/10\/Total-Economic-Impact-Report.png 426w\" alt=\"PDF de synth\u00e8se des avantages, avec RSI et d\u00e9lai d\u2019amortissement\" width=\"426\" height=\"552\" \/><br \/>\n<\/a>Le premier \u00e9l\u00e9ment \u00e0 analyser dans notre \u00e9tude TEI est la motivation du client \u00e0 adopter Webex Contact Center. Il avait, en substance, essay\u00e9 une approche \u00ab\u00a0avanc\u00e9e\u00a0\u00bb concernant diff\u00e9rentes solutions de collaboration d\u2019entreprise et de centre de contact, et avait constat\u00e9 au final que les r\u00e9sultats laissaient \u00e0 d\u00e9sirer. Les co\u00fbts excessifs en personnel, le manque d\u2019interop\u00e9rabilit\u00e9 et d\u2019autres facteurs l\u2019ont conduit \u00e0 se tourner vers Cisco pour l\u2019ensemble de ses solutions de collaboration, y compris ses capacit\u00e9s en mati\u00e8re de centre de contact.<\/p>\n<p>Les conclusions de l\u2019\u00e9tude TEI ont \u00e9t\u00e9 tr\u00e8s r\u00e9v\u00e9latrices. Le client a b\u00e9n\u00e9fici\u00e9 d\u2019un retour sur investissement de 262\u00a0% et d\u2019un d\u00e9lai d\u2019amortissement de 13\u00a0mois seulement. La valeur actuelle nette du projet s\u2019est \u00e9lev\u00e9e \u00e0 6,8\u00a0millions de dollars, r\u00e9partis dans quatre cat\u00e9gories de cr\u00e9ation de valeur.<\/p>\n<ul>\n<li>Premi\u00e8rement, l\u2019entreprise a r\u00e9alis\u00e9 <u>2,1 millions de $<\/u> d\u2019\u00e9conomies gr\u00e2ce au d\u00e9ploiement de Webex Contact Center, qui lui a permis d\u2019abandonner huit syst\u00e8mes anciens sur diff\u00e9rents sites. Ainsi, elle a non seulement pu cr\u00e9er un centre de contact mondial unique, mais aussi r\u00e9duire son personnel d\u2019assistance\u00a0IT de 17 \u00e9quivalents temps plein.<\/li>\n<li>Deuxi\u00e8mement, elle a \u00e9conomis\u00e9 <u>1,9 million de $<\/u> en co\u00fbt de main-d\u2019\u0153uvre en \u00e9liminant la n\u00e9cessit\u00e9 de recourir \u00e0 des agents de centre de contact externes. La nouvelle plateforme a permis la r\u00e9duction des contrats d\u2019externalisation de processus m\u00e9tier (BPO) pass\u00e9s avec des soci\u00e9t\u00e9s de centre de contact en Colombie, aux Philippines et en Inde.<\/li>\n<li>Troisi\u00e8mement, <u>2,4\u00a0millions de $<\/u> ont \u00e9t\u00e9 \u00e9conomis\u00e9s gr\u00e2ce \u00e0 la rationalisation du personnel d\u2019assistance client et de gestion de la qualit\u00e9. Ce client a pu red\u00e9ployer son personnel d\u2019assistance client pour ne conserver que 44\u00a0\u00e9quivalents temps plein, alors que 100\u00a0\u00e9quivalents temps plein \u00e9taient auparavant requis pour des activit\u00e9s similaires sur huit syst\u00e8mes disparates.<\/li>\n<li>Enfin, <u>406\u00a0461\u00a0$<\/u> ont \u00e9t\u00e9 \u00e9conomis\u00e9s gr\u00e2ce \u00e0 l\u2019\u00e9vitement de co\u00fbts li\u00e9s au remplacement de plateformes pr\u00e9c\u00e9dentes de communications et de centre de contact.
